CRM is moving beyond campaign automation. The next operating model is customer decisioning: using data, context, and experimentation to determine the most useful next experience for each customer.

From Lists to Customer States

Traditional CRM organizes people into lists. Modern lifecycle systems organize customers around states such as newly acquired, awaiting delivery, activating, engaged, at risk, paused, canceled, or ready to return. These states provide a clearer basis for timing, content, and measurement.

From Channel Rules to Decision Rules

The important question is no longer whether to send an email or SMS. It is what the customer needs next, whether communication can help, which channel is appropriate, and what outcome should be measured.

AI Will Increase the Need for Governance

AI can improve prediction, content production, analysis, and personalization. It also makes it easier to create excessive complexity. Strong governance will become more important: clear eligibility, contact policies, model monitoring, human review, and control-based measurement.

The New CRM Leadership Mandate

CRM leaders will increasingly own the system connecting customer data, experience design, channel orchestration, experimentation, and retention economics. The function’s value will be judged less by message volume and more by the quality of customer decisions it enables.

As brands look to expand and enhance their AI decisioning, the most critical component our customers have found is having all of their data centralized in one location (data warehouse). This is the critical component to feed the most powerful models / decisions, whether in-house or 3rd party. Keep the posts coming :)
